Matrix42 ESM: a solid foundation of service catalogue and SLAs
Before automation and AI deliver value in Matrix42, the foundation has to be right: a well-structured service catalogue and realistically defined SLAs.
Many Matrix42 rollouts fail not because of the technology but because of an unclear service model. Collecting tickets without defining which services are actually offered means building a platform with no structural integrity. The service catalogue is therefore not an add-on but the backbone of any enterprise service management solution.
Design the catalogue from the business outward
A good catalogue describes services in the language of the user, not the language of IT. Instead of "create an Active Directory object", the entry reads "onboard a new colleague". Behind it sits a bundle of technical steps the user never needs to see. In Matrix42 such bundles can be modelled through service building blocks and tenant-specific visibility, so each organisational unit only sees the services relevant to it.
SLAs you can actually meet
Service level agreements only create value when they are measurable and realistic. A blanket four-hour response time across all priorities sounds ambitious but mostly produces red dashboards in daily operations. A differentiated matrix of priority, service hours and escalation tier works far better – including clearly defined pause and resume rules, for example when waiting on user feedback.
- Derive priorities from impact and urgency, not from gut feeling.
- Configure service hours and holiday calendars so SLA clocks run fairly.
- Define escalation chains via roles rather than individual people.
- Plan reporting from the start: what isn't measured can't be managed.
Foundation first, then automation
Automated workflows – and, increasingly, AI-assisted classification – are only as good as the data beneath them. A consistent catalogue with clean categories provides exactly the structured information that later automation depends on. Keeping this order avoids expensive rework and creates a platform that scales with requirements.
